We define the role of conversation in the customer journey: at which points in the decision process a contact channel makes sense, which types of queries can be resolved through automation and which require a human agent, and how conversation integrates with the rest of the channel.

A classic chatbot follows predefined flows: if the user says X, the bot responds Y. It works well for very frequent, very structured queries, but breaks down when the user asks something outside the decision tree. A conversational AI agent uses language models to generate real-time responses to open-ended questions, with greater flexibility but also greater complexity in implementation and error handling.

WhatsApp open rates are 90–98% versus 20–30% for email in most categories. That makes it the most effective channel for urgent or high-priority communications: order confirmations, availability alerts, appointment reminders, or delivery notifications. Email remains more effective for longer communications or those the user needs to save for future reference.

For very frequent, very structured queries, automation can resolve between 60% and 80% of cases without human intervention. The rest requires an agent. The key to a well-functioning conversational system lies in the escalation criteria: what goes to the bot and what goes to the agent, and how the conversation is transferred with full context so the agent does not have to ask the user to repeat what they already explained.
